When I arrived for my scheduled appointment, I greeted the phlebotomist with "good morning," but she did not acknowledge or respond to me. I proceeded to her cubicle, where she began verifying my personal information. When I provided my current address, she reacted as though the information I had given her was incorrect and told me that it did not match the address in their system. I explained that I had not lived at the address she had on file for approximately four years and that my information was supposedly updated during my visit just last week. Rather than acknowledging that the system might not have been updated correctly, she repeatedly emphasized that the information I was providing did not match what she saw on her screen. I provided my current address again, and she indicated that she updated it. I have been receiving care from the same physician for approximately four years, and during that time my laboratory orders have either been sent directly to Quest or I have brought a written order with me. During this visit, however, the phlebotomist initially stated that she could not locate my physician or any orders from that physician. After additional searching, she eventually appeared to locate or enter the necessary information. She then informed me that I had an outstanding balance. I explained that I had already paid that balance the previous week. She continued to state that the balance was showing as unpaid in the system. I explained that I could provide proof of payment, including the receipt, and asked whether she wanted me to retrieve it. At that point, she told me that she was going to call a supervisor because, according to her, I had a "bad attitude." I found this particularly inappropriate considering that I had been met with an unfriendly and dismissive demeanor from the beginning of the interaction, including having my initial greeting completely ignored. When the supervisor arrived, I again explained that the bill had already been paid and offered to provide proof of payment. I asked whether they wanted me to retrieve the receipt or otherwise provide documentation showing that the payment had been made. The supervisor told me that I would need to bring the receipt and then informed me that I would not be seen that day and would have to reschedule because the location was supposedly fully booked. This explanation was especially concerning because I checked the appointment schedule myself and saw multiple available appointments later that morning. Nevertheless, given the way I had already been treated, I no longer felt comfortable having my laboratory work performed at that location. My laboratory order was STAT, making timely and appropriate handling particularly important. I have previously experienced laboratory specimens or results being lost at this specific Quest location, something I have not experienced at other locations. After this interaction, I did not feel confident entrusting a time-sensitive specimen to this facility. Ultimately, I left without receiving the laboratory services for which I had a scheduled appointment. I understand that administrative or billing discrepancies can occur. My concern is not simply that there were issues with my address, physician information, or billing record. My concern is the manner in which those issues were handled, the dismissive and confrontational treatment I received, and the decision to refuse service and require me to reschedule after I questioned a balance that I had already paid. I believe patients should be treated with professionalism and respect, particularly when they are attempting to resolve legitimate discrepancies in their records. I am requesting that this incident be reviewed and that appropriate steps be taken to address the customer service and patient-care concerns involved.
