My recent spa experience, which was intended to be a celebratory and relaxing Christmas gift from my employer in recognition of my hard work this year was a disappointment. Unfortunately, the experience fell significantly short of the level of hospitality and service I would expect from a Marriott property.
I want to begin by noting that this was my first-ever spa experience, which I clearly communicated at the time of booking. I anticipated that this would prompt additional guidance or explanation; instead, I felt as though my lack of familiarity with spa protocols was met with impatience rather than hospitality. I was not informed of the exact package name, arrival expectations, or that guests are expected to arrive an hour early.
Upon arrival, I was rushed directly to my treatment room without being provided a locker, robe, slippers, or any orientation to the spa amenities. No one explained what facilities were available to me or how the spa experience typically flows. This left me feeling confused and unprepared rather than relaxed.
Midway through my treatment, the emergency alarms began sounding and continued for approximately 15 minutes with repeated announcements that an incident was being investigated. Eventually, guests were instructed to evacuate immediately. At the time, I was in the middle of a facial with product on my face and my pores open from steaming. Without a locker, robe, or slippers, I was escorted down several flights of stairs carrying my belongings and was given a robe in before being sent outside in the cold.
While I understand that emergencies are unpredictable, the manner in which this situation was handled significantly impacted my sense of comfort, dignity, and safety. When we were eventually allowed back inside, the ambiance of the experience had been completely disrupted. I reluctantly finished my facial, though the relaxing nature of the service had been irreparably compromised.
Following the incident, I was also told by my spa attendant about a recent armed robbery at the hotel involving a rifle. Sharing this information with a guest who had just experienced an emergency evacuation was alarming and unnecessary.
When checking out, I was surprised to learn that a 20% automatic gratuity had been added to my $400 service. This policy was never disclosed at booking, nor was it explained upon arrival. Given that I had clearly stated this was my first spa experience, I believe this information should have been communicated upfront. I was then given a "locals discount," which coincidentally offset the gratuity, though this was a discount I should have received regardless.
I discussed my concerns with the Spa Manager, Jasmine. While she did eventually offer to refund the gratuity, I was left feeling dismissed when she remarked that she personally "would not care so much" and described herself as "easygoing," implying that my reaction was unreasonable. A $20 service enhancement was also suggested should I choose to return, which did not feel commensurate with the experience I had.
I later spoke with the Hotel Manager, Laurie, who assured me she would look into the matter and follow up with me. Unfortunately, I never received that call.
This experience was deeply disappointing, particularly because it was meant to be a thoughtful and meaningful gift. Instead of feeling relaxed and appreciated, I left feeling uncomfortable, unheard, and as though my employer's generous gesture had been wasted.
As someone who works in an industry where guest experience is paramount, I know how important it is to make things right when expectations are not met. I truly believe this experience warrants further consideration, and I hope Marriott will review this matter seriously and respond in a way that reflects the brand's commitment to hospitality and guest satisfaction. read more
